Passengers that experience cancellations, or medium and major delays without a quick resolution, produce almost 100% of an airline’s negative media that leads to customer churn.

This small percentage of passengers is an airline’s ImPax Percentage.

An airline’s ImPax Percentage is calculated as:


On average, an airline’s ImPax Percentage accounts for less than 1 in 13 flights (< 8%).

The Lower an Airline’s ImPax %, the Better.

The aim of this report is to help airlines focus their recovery operations by better understanding their ImPax Percentage in the context of:

  • Passenger estimates
  • Competitor airlines
  • Region, Tier, and Class
  • Sentiment analysis of monthly reviews

Quick Insights

Global The 10 largest airlines account for >8% of all passengers (1.9m) that experienced a major delay or cancellation in December. Europe 00.95m passengers qualified for compensation due to EU261, this month. +10% increase compared to November. North America Approx. 2.3m passengers experienced a cancellation and major (+3 hr) delays qualifying for automatic reimbursement under new Department of Transport rules – >45% increase since November.
LATAM Overall disruptions decreased in LATAM largely due to the better performances of Tier 2 – 4 carriers which saw a decline in cancellations by 52% this month. APAC Overall improved regional performance was due to Tier 1 carriers that saw a decline in flights disrupted by major delays (+3hrs) and cancellations by 42% and 9% respectively.

Global Disruptions Overview

This month’s report analyses the disruption data of 293 airlines totalling 592,406 disrupted flights, across 2,785,778 planned flights, globally.

December – and the holiday season – saw a 6% increase in overall flight volumes and a 19% increase in disrupted flights worldwide. This resulted in a 4% increase in passengers that experienced a cancelled flight compared to November.

When we finally disembarked and got to the service counter, a huge line awaited us. The lady at the desk was neither helpful nor sympathetic, simply told us to go through immigration, collect our luggage and take a bus. “The morning of our Thanksgiving trip, we received word that our flight was delayed 24 hours. We called [airline] customer service and spoke to a very kind lady who 'recommended' we not take our chances that the same thing wouldn't happen again the following morning, but fly another airline and ask for a refund which we did. We were credited the portion of that trip back to our card. We asked that our return flight back home not be canceled and were reassured the reservations would not be canceled. It was. Upon checking our account, we were never credited for the canceled portion but double charged. I spent way too much time on a call with CS once we returned home to sort through the charges, and to be reimbursed. I wonder if [airline] would have caught their double charging error and corrected it had I not called and asked.”
