Do You Know Your Airline's ImPax Percentage?

Passengers that experience cancellations, or medium and major delays without a quick resolution, produce almost 100% of an airline’s negative media that leads to customer churn.

This small percentage of passengers is an airline’s ImPax Percentage.

An airline’s ImPax Percentage is calculated as:


On average, an airline’s ImPax Percentage accounts for less than 1 in 13 flights (< 8%).

The Lower an Airline’s ImPax %, the Better.

The aim of this report is to help airlines focus their recovery operations by better understanding their ImPax Percentage in the context of:

  • Passenger estimates
  • Competitor airlines
  • Region, Tier, and Class
  • Sentiment analysis of monthly reviews

Quick Insights

Global 13% decrease in disruptions saw approx. 1.3 million (7%) LESS disrupted passengers compared to October signalling disruptions impacted regional short haul most. Europe 0.85m passengers qualified for compensation due to EU261, this month. North America Approx. 1 m passengers among T1 and T2 carriers experienced a cancellation and major (+3 hr) delays qualifying for automatic reimbursement under new Department of Transport rules – >30% decrease since October.
LATAM While every delay category among Tier 1 carriers increased by 20%–30%, resulting in 300K more passengers experiencing a delay compared with October, cancellations dropped by 11% this month. APAC Among Tier 1 and 2 low cost carriers there was approx. 10% drop in sub-one hour delays and 1–3 hour delays, but a 22% increase in major delays (>3 hrs) and cancellations, resulting in 150K more disrupted passengers compared to October.

This month’s report analyses the disruption data of 290 airlines totalling 479,731 disrupted flights, across 2,606,523 planned flights, globally.

November saw a decrease in overall flight volumes by 12% and a 13% decrease in disrupted flights, but only a 7% drop in disrupted passengers compared to last month.

“We took 4 fights and due to two strokes I had earlier in the year, we had booked special assistance. The flights massively exceeded our expectations. Operationally all 4 sectors were on time and a wheelchair was waiting for me at every destination. The special assistance teams were always most considerate at departures and arrivals. From a customer service point of view the cabin crews were always most positive, the meals, drinks and entertainment systems put all other airlines to shame. “Worst experience ever. Try to avoid this airline. They cancelled our flight due to technical problems and told us to go home, telling us they will contact us next morning (which never happened). At home, by surprise we got an e-mail with a compensation flight that would leave in 1h, not enough time for us to go to the airport!!! I have been travelling a lot in my life with many different airlines and this has been by far the biggest nightmare!!! Don't fly [airline].”

”They cancelled our original flight route without notifying us, put us in a new flight on a random day and time (again no message to us) that would not have worked for us at all. The new flight they put us in was through [destination] which requires you to pay $1,130 per person as an airport-transit fee. This applies even when you have a valid visa. Of course, [airline] tells you this only at the check-in when you somehow make it to the flight “they” put you in without informing you. But, they will send 10 emails a day to remind you to pay for check-in bags!!! DO NOT FLY [AIRLINE]”
